Job Description:
- Responsible for volume forecasting and capacity planning across different line of business and different channels of Customer Experience team and ensure SLAs are met month-on-month.
- Responsible for adherence to Annual Operating Plan.
- Manage Scheduling & RTA for all the queues and monitor the actual performance against the targets.
- Manage intraday staffing levels, monitor real-time roster/schedule adherence , monitor real-time ACD agent work state reports, manage call-in line, approve discretionary activities to increase occupancy, increase staffing levels or modify call routing to increase service levels, administration of intraday schedule changes, communicate identified intraday risks to management and other intraday analyst, perform other duties and assignments as directed.
- Manage data repositories for all activities performed.
- Manage ID Management for entire CX operations - responsible for CX ID creation /Deletion and modification for all in-house and partners.
- Ensure accuracy and timeliness of analysis shared with any stake-holder.
- Ensure effective planning of volumes, resources (Scheduling & RTA), capacity, BCP/Mitigation plans maintains customer oriented approach and focus on key deliverable areas.
